On-call IT support in 2026: how AI knowledge retrieval changes after-hours response

The traditional model of on-call IT support relied on a small number of senior engineers carrying institutional knowledge in their heads. When something broke after hours, the call landed with one of them. They knew the environment, knew the history, knew what to try first. If they were not available — sick, on holiday, asleep, on another call — the response degraded. Junior engineers covered the gap but with longer resolution times and more escalations.

That model has been quietly obsoleted by AI-driven knowledge retrieval. Why the traditional on-call model was always fragile

“What percentage of after-hours tickets are resolved without escalating to a senior engineer?” Higher percentages with consistent resolution times = AI is doing real work. Lower percentages or high variability = the AI layer is missing or thin.

“What happens when you onboard a new engineer? Do they get useful access to historical knowledge immediately, or do they have to learn it over months?” The answer reveals whether the MSP has built the knowledge retrieval layer.
